The research was conducted by research assistant Nguyen Minh Khoi - an official member at GISA, and his colleagues to analyze how the integration of AI in commercial services and chatbots can impact and improve customer experience.

Introduction: Customer service applications supported by AI are increasingly emerging in various fields of life, such as healthcare, education, finance (banking), retail, tourism, and e-commerce. The lack of evaluative research on the impact of AI on customer experience as a commercial service serves as the foundation for the ideas and implementation choices of the research team. To address this issue, a quantitative study assessing customer perceptions (satisfaction, trust, and commitment to maintaining relationships) regarding the influence of modern features in AI-operated services has been conducted. The research paper has been accepted for publication in the International Journal of Trade and Global Markets by Inderscience Publishers, a journal ranked Q2 in the SCOPUS scientific database.

Hypotheses: To achieve the research objectives, the paper utilizes the Commitment-Trust Theory (Morgan and Hunt, 1994) and the Service Quality Model (Ashfaq et al., 2020) to test the research hypotheses:
H1: AI service quality has a positive and significant impact on customer satisfaction.
H2: AI emotional intelligence positively affects customer satisfaction.
H3a: Personalization positively impacts customer commitment to the brand.
H3b: Personalization positively affects customer trust.
H4a: AI security systems positively influence customer commitment to maintaining relationships with the brand when using AI services.
H4b: AI security systems positively impact customer trust when using AI services.
H5: Customer satisfaction positively affects customer experience with AI-supported services.
H6: Brand relationship commitment positively influences customer experience with services provided by AI.
H7: Trust positively affects customer experience supported by AI.

Research results: Regarding predictive capability, both theories are quite accurate in predicting consumer experiences. Relationship commitment has the greatest impact on consumer experience, followed by satisfaction and trust, which have equivalent effects. The results indicate that both AI service quality and emotional intelligence contribute to enhancing consumer experiences (Schuller and Schuller, 2018). Overall, the effect of AI service quality is more significant than that of emotional intelligence. This may be due to the quality of service and the importance of accurate feedback for online services. In terms of relationship commitment, the impact of personalization is significantly greater than that of AI system security (Uzi et al., 2021). To increase connection and commitment, responses must align with the specific needs of each customer. Security and system personalization have equivalent impacts on trust levels. Customers continue to need their information protected (Kumar, 2019). However, to gain their trust, responses must be tailored to individuals, reflecting the precise functioning of AI. Therefore, this system is both scientific and effective.
